ABSTRAK

Tujuan dari penelitian ini adalah menganalisis pengaruh brand image, product quality, dan situational factors terhadap kepuasan pelanggan, menganalisis pengaruh kepuasan terhadap loyalitas pelanggan, dan menganalisis pengaruh tak langsung brand image, product quality, dansituational factors terhadap loyalitas melalui kepuasan pelanggan Cafe Excelso di Tunjungan Plaza, Surabaya. Hasil penelitian menunjukkan bahwabrand image, product quality, dan situational factors mempunyai pengaruh positif signifikan terhadap kepuasan pelanggan; kepuasan pelanggan mempunyai pengaruh positif signifikan terhadap loyalitas pelanggan; danbrand image, product quality, dan situational factors mempunyai pengaruh tak langsung positif terhadap loyalitas melalui kepuasan pelanggan.
